Position Summary

The IT Helpdesk Analyst provides exceptional front‑line technical support to employees while promoting and enabling a modern, self‑service‑driven support model. This role focuses on delivering outstanding customer service, maintaining high-quality knowledge resources, and assisting in the adoption and improvement of automated and AI‑enhanced support tools. The analyst ensures that users receive timely, clear, and effective assistance while contributing to continuous improvement of support processes.

Key Responsibilities

Customer Support & Service Excellence

• Serve as the primary point of contact for IT support inquiries, delivering courteous, accurate, and timely assistance to end users.
• Listen effectively to user concerns, demonstrate empathy, and provide clear communication throughout the support process.
• Educate and guide users toward available self‑service tools, automated workflows, and knowledge resources to promote faster issue resolution and improved user satisfaction.
• Maintain a customer‑first mindset, ensuring every interaction reflects professionalism and a commitment to service quality.

Self‑Service & Automation Enablement

• Support the deployment, use, and ongoing optimization of automated solutions, virtual agents, and AI‑driven self‑service platforms.
• Encourage adoption of self‑service options by helping users navigate automated tools and highlighting their benefits during support interactions.
• Identify frequent issues that are candidates for automation or self‑service enhancement and escalate findings to the appropriate technical teams.

Knowledge Base Management

• Create, edit, and maintain user‑facing knowledge articles that are clear, accurate, and easy to understand.
• Ensure all content adheres to organizational standards, supports global use, and is optimized for both end‑user clarity and AI‑driven search effectiveness.
• Partner with other IT teams to keep documentation updated following system changes, new technologies, or recurring support trends.

Continuous Improvement & Trend Analysis

• Review helpdesk ticket trends and user feedback to identify common issues, training opportunities, or gaps in self‑service coverage.
• Provide recommendations to improve knowledge‑base content, self‑service tools, and automated workflows.
• Collaborate with process‑improvement and automation teams by sharing insights from real‑world support needs and user behaviors.

Proactive Support

• Use monitoring tools and AI‑generated insights to identify potential issues proactively and assist in resolving them before they impact users.
• Support initiatives that reduce overall ticket volume by addressing root causes through documentation, training, and improved support resources.

Qualifications

• Strong customer service and communication skills, with the ability to explain technical concepts in user‑friendly language.
• Experience in IT support, helpdesk operations, or customer‑facing technical roles.
• Familiarity with self‑service portals, knowledge management, or automation tools (preferred).
• Ability to manage multiple tasks and maintain professionalism in a fast‑paced environment.
• Detail‑oriented approach to documentation, troubleshooting, and follow‑through.
